Misunderstanding Customer Experience: The Costly Mistakes
From the FASTER syllabus: this article is taught in full in The Fitness Business Accelerator →

In short: Customer experience is a collection of feelings over a specific time, shaped by triggers and delivered like quality improv — so building a great experience means crafting an emotional story and reading the client in real time, not following a script.
Everyone talks about customer experience. Far fewer can say what it actually is. And if you get the definition wrong, you'll design the wrong service — which is an expensive mistake. Let's set it straight.
What experience isn't
Experience isn't a vague, abstract idea. It's a collection of feelings during a specific time. And feelings are your interpretation of the emotions you felt. Emotions, in turn, are your body's reaction to something it reads as either an opportunity or a threat. No fluff — that's the mechanism.
The trigger trap
Triggers are things that demand immediate attention. They can be real or entirely in someone's head, and it doesn't much matter which — the body responds either way. Misread a client's triggers and you can derail the whole experience without realising you've done it.
Story, not narrative
If you're in the experience business, learn the difference between these two words:
- A narrative is just a sequence of events.
- A story is a crafted journey of emotional highs and lows.
Get this wrong and you'll deliver a to-do list when the client needed a journey.
Beats: the unsung heroes
Beats are the shifts in feeling — good or bad — that run through an experience. String those beats into a compelling story and you shape how the whole thing is remembered. It's not as simple as bolting on a template like the Hero's Journey; it's about designing the emotional shape deliberately.
Improv, not amateur hour
Delivering top-level service is closer to quality improv than a scripted act. You need genuine listening and reacting skills. Think stand-up comedy: the material matters, but handling the unexpected with flair is what separates the good from the forgettable.
Two things make that possible:
- Active listening. Use all your senses — read tone, body language and pace, not just the words. (If you're close enough to smell and taste, you're standing too close.)
- Authentic responses. Tailor what you do to genuinely improve the experience, not to manipulate or deceive.
The confidence conundrum
To do any of this well, you need real confidence in your expertise — and that's not blind belief or just doing what the boss says. Especially in something like physical health, you have to dig into the primary research yourself. Confidence built on your own understanding holds up under pressure. Confidence borrowed from a brand or a guru doesn't.
The bottom line
Misunderstanding customer experience isn't a minor slip; it's a costly error that quietly damages the business. It starts with knowing what experience really is — and isn't — and then building your service as a story you can deliver, adapt and read in the moment.

- Built for the way your brain worksShort lessons, one point at a time, marked as you go, with the choice to listen, read, print or speak your answers.
- Streaks that never punish youYou set how many days a week you want to study. Miss a day and your streak pauses; it is never lost.
- Accessible to WCAG AA, with an AAA optionEvery page measured against the WCAG accessibility standard: no faults at level A or AA, with a skip link, screen-reader labels and pages that hold together zoomed to 400%. A high-contrast option takes it to AAA.
- Keep it plainOne switch turns off the extras, the streaks, the badges, the celebrations and the movement, so the site stays plain and calm. Switch them back on whenever you like.
- Bigger text and wider spacingTwo steps of bigger text, and more room between lines, words and letters, on every page.

- A note before you sendBefore you send, the page tells you if your answer copies the lesson word for word, so you can put it in your own words.
- The skeleton and muscle labsTap any bone on the skeleton, and see the muscles light up on the model.

Frequently asked
What is customer experience, really?
It's a collection of feelings during a specific time. Feelings are your interpretation of the emotions you felt, and emotions are the body's reaction to something it reads as an opportunity or a threat.
What is a trigger?
A trigger is something that demands immediate attention, real or imagined. Misreading triggers can derail the whole experience.
What's the difference between narrative and story?
A narrative is just a sequence of events; a story is a crafted journey of emotional highs and lows. Great experiences are built as stories, not lists of steps.
Should service delivery be scripted?
No. Top-level delivery is more like quality improv or stand-up than a script — you need sharp listening and the ability to react well to the unexpected.
Why does confidence matter so much?
Delivering a great experience takes real confidence in your expertise, which means digging into primary research yourself rather than blindly trusting a boss or a brand.
